János Nagy, the newly appointed Chief Executive Officer of The Harbour Hotel, was pacing up and down his office nervously. That morning, he received the latest customer satisfaction survey results which were much less favorable than last years. Of course, when he accepted the job, he had guessed that there were serious problems in several areas and that there would be a need to implement lots of changes, but it was still unpleasant to face the facts. Customers were dissatisfied with practically everything, except for the quality of food at the restaurant; they were particularly unhappy about the reception services and the cleanliness of the hotel. Many guests indicated that they would not recommend the hotel to others. All this was inextricably linked to the poor internal atmosphere and low staff morale, which filtered through informal conversations he had had with employees, and was also reflected by the recent increase in staff turnover. The financial situation also left much to be desired: the hotel had been operating with financial losses for the past two years.
